Questions

Can we score our agents’ calls with AI?

Scoring the quality of a call is not prohibited as such. Inferring an agent’s emotions at the workplace is, except for medical or safety reasons (Article 5(1), first subparagraph, point (f)). Monitoring and evaluating the performance and behaviour of workers is point 4(b) of Annex III, which makes that use high-risk unless the Article 6(3) exemption applies.

Is a ticket-routing AI high-risk?

Not as such: Annex III does not list routing support tickets. Point 5(d) lists AI systems that evaluate and classify emergency calls by natural persons, dispatch emergency first response services or establish priority in dispatching them, and emergency healthcare patient triage systems. A support desk is not an emergency line.
